To get email replies to update the existing ticket instead of creating a new ticket, make sure that "HELPDESK: Ticket [problemid]" (without the quotes) is in the subject line of your email templates. This is found in the Windows Console in the Administration section under Configuration-Email Settings and then clicking on the Email Templates tab.
